A customer call can sound successful while leaving the actual request unresolved. Salesforce's planned acquisition of Cresta targets that gap between a conversation and the work needed to finish it.
In its November 2 announcement, Salesforce said it signed a definitive agreement to acquire the voice-agent company. The proposed combination would connect conversations with customer history and actions in Service Cloud. Closing is expected in the first quarter of fiscal 2028, subject to customary conditions and regulatory approvals.
Understanding a caller is only the beginning
Cresta combines voice agents, real-time assistance for human representatives and interaction analysis. Salesforce frames the planned integration around outcomes such as resolution and retention. Those are the company's ambitions for the deal; delivery depends on the integration.
The engineering challenge begins when an understood request becomes an operation. Looking up an order, changing an account and approving a refund require different permissions and business rules. An agent can interpret the customer's words correctly and still act on the wrong record.
Connecting voice to CRM makes execution quality as important as conversational quality. Customer context can improve a reply, while authorization determines what the system may actually do.
What integration will need to deliver
For an existing contact center, adopting a voice agent requires more than choosing a natural-sounding voice. Teams need to define which records it can access, which changes need confirmation and how a representative takes over an exceptional case.
A billing dispute illustrates the distinction. A reassuring explanation may help, but closing the case can require evidence, approval thresholds and an auditable decision. If those steps remain disconnected, a seemingly resolved conversation can create another round of work.
Salesforce says Cresta will continue supporting its customers' existing contact-center and telephony platforms after closing. That matters for organizations seeking a gradual integration rather than a wholesale replacement. The announcement does not provide integration pricing or a delivery timetable for Service Cloud.
The meaningful demonstration will be an entire case: receive a request, establish identity, apply the right rule, record the action and allow review. That is where voice agents can be assessed by the service they deliver.
